  1. The Portfolio Revisited

The weighting of key performance indicators (KPIs) is fundamental to the prioritization and decision-making process used by Molson to design the One Company Service Portfolio. One of the strategic (external) risks identified during the planning process was the possibility that improved service quality, while desirable, might not generate the increases in customer renewal retention expected by the program. If this risk were to occur, then the weighting of 35% for the Service Quality KPI would be significantly overstated.

New market research, created in March by The Burlington’s internal market researchers, and distributed to all program managers around the company, showed that this risk had occurred. Since the changes envisioned by the company were now merely on par with competitors, those changes had become a general expectation in the market, reducing the business benefit from this deliverable. Molson and his team reviewed the portfolio design and recreated their pair comparison matrix, based on this new understanding of the relative importance of the KPIs.
